The client is an established Spanish retailer expanding its e-commerce presence across the Americas while continuing to serve its European base. It needed a Spanish-language support operation that could serve both Peninsular Spanish customers in Spain and Latin American customers across the Americas, on a cost base and time zone that worked for both.

El reto

The retailer's European support ran entirely from Spain at Spanish cost, and extending it to cover the Americas expansion's hours was pushing the operation into expensive evening shifts in Europe while still leaving American customers poorly covered.

Serving two Spanish-speaking audiences from one operation created a register problem. Peninsular Spanish and Latin American Spanish differ in vocabulary, formality and idiom, and an operation staffed for one served the other awkwardly, which mattered for a brand investing in both markets.

Average speed of answer on the Americas side stood at 356 seconds, well beyond the retailer's European benchmark, because there was no dedicated Americas capacity.

The retailer wanted a single operation that could flex between Peninsular and Latin American register rather than two separate teams, on cost and coordination grounds.

Fifty-eight agents in Mérida, native Latin American Spanish trained additionally in Peninsular register, with English capability distributed across the team, plus five team leaders and two QA analysts. Coverage bridges European afternoon and American daytime hours. Agents complete a four-week onboarding covering the retailer's catalogue and systems and a structured module on Peninsular versus Latin American register.

Enfoque y metodología

Two registers, one trained operation. Agents are trained to recognise the customer's market and adjust register accordingly, Peninsular for Spain, Latin American for the Americas, rather than serving both from a single default.

A written dual-register standard. A style guide covering the vocabulary and formality differences between the two registers was authored during onboarding, so the distinction is taught and assessed rather than left to instinct.

Retention as a quality lever. Because Mérida attrition is low, agents reach and hold the register competence the engagement requires, which a high-turnover site could not sustain.

Joint calibration with Spain. Quality is calibrated with the retailer's Spanish team against the same rubric applied in Europe.

Resultados

Americas average speed of answer fell from 356 seconds to 52 seconds by month 12. Spanish-language service level rose from 74% to 94%.

Register-related complaints from both Peninsular and Latin American customers fell to rare, and the retailer's brand team reported consistent voice across both markets.

The retailer consolidated its Americas support in Mérida and reduced the extended-hours load on its Spanish team, which returned to serving Europe during European hours.
